How does an AI phone assistant know who is calling?

Phone number lookups and data retrieval during calls: how an AI phone assistant gets the context it needs for personalised conversations.

AI voice agent accesses the databases

“Hi, Béla! Good to hear from you again. How can I help?”

It sounds good when an AI phone assistant greets a customer like this. But how does it know their name? And what else does it know about them before the conversation even starts?

Behind the scenes, the phone system works together with the application that stores customer data. The personalised greeting is just the part you hear.

The lookup starts while the phone is still ringing

When a call comes in, our system uses the caller’s phone number to look for a matching customer record.

If it finds a match, it retrieves the information needed for the conversation and passes it to the AI assistant. By the time the conversation begins, the assistant can already use that information.

Here is how it works:

  1. The customer places a call.
  2. The system receives the caller’s phone number.
  3. It looks up the matching customer data.
  4. It passes the relevant information to the AI assistant.
  5. The assistant uses that information to start the conversation.

This makes a personal greeting possible. The real value is that the customer does not have to explain everything from scratch every time.

âś…Personalisation starts before the conversation

While the phone is still ringing, the system looks up customer data linked to the caller’s number. The assistant can then use that information from the start of the conversation.

A first name is a good start. Previous interactions are even more useful.

Depending on which systems we connect, the assistant can receive different types of information. For example:

  • which service the customer was interested in;
  • whether they have an open case or an earlier callback request;
  • which appointment they booked;
  • what information they shared during a previous enquiry.

We tailor both the data and the rules for using it to the specific workflow.

An assistant that schedules appointments needs different information from one that provides order updates or explains the next step in an ongoing case.

That is why, during setup, we also define which information actually helps the conversation and when the assistant needs access to it.

âś…Useful context matters more than a name

We give the assistant the customer information it needs for the task, so the customer does not have to repeat details from earlier interactions.

What if something needs to be looked up during the call?

Not all the information needed is available at the start of a call.

A customer might ask about a specific order, provide a case reference or mention a detail that calls for another lookup.

The AI assistant then asks for the necessary details and sends a query to the connected system.

For example:

Customer: “Could you check my booking?”

Assistant: “Of course. Could you give me your booking reference?”

Once the customer provides the reference, the lookup begins. As soon as the result arrives, the assistant can use it in its next response.

This allows the context the assistant works with to be updated during the conversation.

âś…Context can be updated during the call

When more information is needed, the assistant asks for the details required for a lookup, queries the connected system and continues the conversation using the result.

Even a short wait matters on the phone

In our system, these lookups take around 0.5–3 seconds.

That may sound brief. On the phone, though, a few seconds of unexpected silence can leave a customer wondering whether the call has dropped or something is still happening.

During a lookup, the assistant therefore lets the customer know it is working on their request and keeps the conversation flowing.

A simple sentence can help:

“One moment, I’m checking your booking details.”

The customer needs to understand what is happening. The assistant must also wait for the lookup result before giving an answer based on it.

âś…Keep the customer informed during a lookup

The assistant explains that it is looking up information and waits for the result before answering based on it. This helps the customer understand a short pause on the line.

Connected systems make personalisation useful

A greeting by name makes an impression. In day-to-day use, what matters most is whether the assistant has the right information to carry the conversation forward.

With access to the necessary customer data, it can ask fewer repetitive questions. The customer has less to explain again, and the conversation can get to the current issue sooner.

This requires the connected systems, data transfer and conversation flow to work together.

At AI-Trainer, that is why we look at the entire workflow when building an AI phone assistant: what data arrives at the start of the call, what the assistant should ask, when it should run a lookup and how it should use the result.

Good personalisation starts with knowing which customer information will make the conversation more useful.

âś…Personalisation depends on a coordinated workflow

The right information needs to reach the assistant at the right moment. We design the system connections, data transfer and conversation flow together to make that happen.
